Has your casino game frozen? Here’s what happens to your stake and winnings 

You press the button to start a slot game, the stake is deducted from your balance, and at that very moment the screen freezes. The reels remain frozen, the bonus round fails to open, or the connection to the live casino is lost. When you log in again, you can’t immediately tell what happened to that round of play. Have you lost your stake, has the round been cancelled, or has the system calculated the outcome after all? 

A technical glitch can quickly breed mistrust, especially when money is at stake. However, a frozen screen does not automatically mean that your stake or any potential winnings have disappeared. At legal online casinos, game rounds and financial transactions are normally recorded. What happens next depends mainly on the moment the glitch occurred, the type of game, and the terms and conditions of the casino and the game provider. 

A frozen screen is not the same as a cancelled game round 

What you see on your smartphone, tablet or computer is the visual representation of a game that is being processed in the background by various systems. The casino’s website or app connects to the operator’s platform and often also to the server of an external game provider. When you place a bet, data is exchanged between those systems. 

The animation may freeze whilst the server has already received your bet and determined the outcome. This can happen, for example, if your Wi-Fi connection drops out, your browser crashes or the connection between the casino and the game provider is temporarily disrupted. Conversely, the glitch may also occur before the bet has been definitively accepted. You cannot, therefore, determine with certainty what has happened based on the screen alone. 

What happens technically after you press ‘spin’ or ‘deal’? 

With many online slots, once you’ve placed your bet, the system first checks whether you have sufficient funds and whether the stake falls within the permitted limits. The stake is then linked to a game round. That round is usually assigned a unique identification number. The gaming software then determines the outcome. If the connection is lost before the game round has actually started, the stake should not be treated as a completed round. If an amount has temporarily been deducted from the balance, it can be automatically credited back following synchronisation. 

If the stake had already been accepted and the outcome had already been determined, the result usually remains valid. Any winnings may then still appear in the balance once the account has been reloaded. In games with multiple stages, where the player still has decisions to make, the situation is more complicated. The system may attempt to restore the round, apply a default decision or settle the round in accordance with the terms and conditions of the game. 

International technical standards provide a clear basis 

In its official standard on interrupted online game rounds, the UK Gambling Commission has set out how licensed operators must deal with disruptions. This standard applies to the UK market and is therefore not automatically Belgian law, but it does provide a clear example of what is internationally regarded as a fair technical approach. 

According to this standard, a result stands if the operator has already received the stake and the player could no longer influence the outcome. If a single game round is interrupted before a result has been generated, any forfeited stake must be refunded. In games with multiple phases, reasonable measures must be taken to restore the last known game state, so that the player can complete the round. 

A frozen slot is often handled automatically 

In a standard slot round, the player usually does not need to make any further choices after the round has started. The stake is placed, the outcome is determined and the reels display the result. If the connection is lost whilst the reels are spinning, the server may still have processed the round in full. After reopening the game, a brief replay of the round may sometimes appear. In other cases, you will only see the updated balance or the result in the game history. 

Do not immediately try to place the same bet again because you think the first round did not go through. Doing so could inadvertently start a second, valid game round. First, close the game calmly, refresh the page and then check your balance and transaction history. If the result remains unclear, make a note of the time and contact customer service. 

Bonus games and free spins require extra checking 

A technical fault during a bonus round can be even more confusing. You may not know how many free spins have already been played, whether a multiplier was active, or what winnings had been accumulated during the interruption. Many modern games save your progress on the server. When you reopen the game, the bonus round can continue from the point where the connection was lost. 

If this isn’t possible, the game provider must be able to determine the game status at the time of the interruption based on the recorded round data. A bonus round should not simply be considered lost just because the animation did not continue. Nor does this mean that the casino must automatically pay out the highest possible bonus amount. The stored game data and the applicable rules of the game determine the correct course of action. 

What happens if the connection to a live casino is lost? 

In live roulette, blackjack or baccarat, the game is broadcast from a studio. The croupier and the physical game action continue, even if your internet connection is lost. If your bet was correctly accepted before the betting period closed, it is usually settled according to the final outcome. You do not need to see the spin of the roulette wheel or the dealing of the cards on screen yourself for a registered bet to be valid. 

If the connection was lost before the bet was confirmed, it may have been rejected. In live blackjack, the situation is more complicated if you still had a decision to make after the first cards were dealt. The terms of the game may determine what happens in the event of a time-out, for example, standing, automatically folding or carrying out the last permitted standard action. You should therefore check the specific rules of the game rather than assuming that every live table follows the same procedure. 

The game history is more important than the animation 

A screenshot of a frozen screen shows that there was a technical problem, but does not always prove what the server did with the bet. The game history and transaction details are therefore more important. Look in your account for sections such as game history, betting history, account statement or transactions. The terminology varies from casino to casino. 

Check the exact time, the name of the game, the stake amount, the balance before and after the round, and the status of the transaction. Some casinos also display the round number and the name of the game provider. If the round is shown as completed, compare the stake and payout with your balance. If the round is listed as open, interrupted or pending, take a screenshot before the status changes. 

What evidence should you gather straight away? 

First, document what you can see for yourself. Take a screenshot of the error message, the frozen game and the visible balance. Note down the date, the exact time and the time zone. Also make a note of which device, operating system, browser or casino app you were using. State whether you were connected via Wi-Fi or mobile data and whether other websites were accessible at the same time. 

Next, save your game history, the transaction page and all messages from customer service. If the problem occurred during a bonus round, note down how many free spins you believe were still outstanding and which multiplier was displayed. The more precise your information, the easier it will be for the casino and the provider to locate the correct round in the log files. 

What can customer service see in the provider’s logs? 

Customer service can usually first check whether the bet was recorded in the player’s account. If the casino platform does not contain all the technical details, the operator can forward the case to the game provider. The provider can then investigate when the round began, whether the bet was accepted, what outcome was generated and how the round was settled financially. 

Don’t just ask whether “everything went correctly”. Ask for a specific answer that includes the name of the game, the round number, the time, the stake, the recorded result and the payout. If the operator says that the provider is still investigating, ask for a case or reference number. This will prevent you from having to start from scratch every time you make contact. 

How long should you wait for an investigation? 

A simple synchronisation error can be rectified within a few minutes. An investigation requiring an external game provider to check log files may take longer. The operator must, however, treat the complaint seriously and communicate clearly. Simply telling you to wait, without a case number, explanation or reasonable timeframe for a response, is insufficient when a specific stake or win is being disputed. 

In the meantime, check whether the problem is limited to a single game or affects several parts of the casino. Do not keep placing bets repeatedly to test the glitch. This increases the financial risk and makes it harder to identify the original round amongst other transactions. Wait until the casino confirms that the problem has been resolved. 

When does a technical issue become an official complaint? 

A brief technical glitch that is automatically resolved correctly need not lead to a dispute. This changes, however, if a stake has disappeared, a win has not been credited, a bonus round cannot be resumed, or the casino fails to provide a clear explanation. In such cases, submit your complaint in writing and state that you are requesting a formal review of the disputed game round.
